Dimensions of Service

We know that it is six to seven times more costly to attract a new customer than to retain an existing one. In addition, 40 percent of consumers stated that they would spend more money with a company that made improvements to the overall customer service experience. The key to retaining customers and  your business is to create a culture of exceptional customer service. Think about customer service in two dimensions: procedural and personal. The procedural dimension relates to a company’s established processes used to deliver their products and/or services. The personal dimension relates to how employees interact with customers,...

As businesses close and life as we know it comes to a halt due to COVID-19, many of us are beginning to realize just how much we depend on various services we use including restaurants, dry cleaners, and gyms. Along with the uncertainty and fears of COVID-19, our inability to access these services can create anxiety. Many businesses that provide services are thinking creatively to offer alternatives for their customers. Gyms are coming out with home workouts and other tips for staying healthy during this time. Dry cleaners are offering free pickup and delivery. Restaurants that have not typically offered...

On a recent trip, our pilot was excited to announce that he got us to our destination 20 minutes early. I was happy to hear that and it seemed my fellow passengers were too! As we sat on the tarmac, our pilot announced that we were so early there was no open gate. We waited awhile longer and then finally parked at a gate where we waited for someone to extend the walkway for us to deplane. In the end, we were actually on the plan longer than we would have been had we landed at on time.  This incident...

A few weeks ago, a friend of mine leased a new GMC vehicle. As part of the lease, he received a complimentary 3-month subscription to OnStar, the service that keeps a driver safe, connected and ready for the road. As part of this service, he receives a diagnostic report on many aspects of the vehicle including transmission, emissions, brakes, airbags, tire pressure, and oil life remaining. The report also reminds the driver of mileage and maintenance needed. It really is an amazing report full of feedback on the condition of various systems of the vehicle. The diagnostic report is great...

Common customer courtesies are behaviors employees demonstrate that affect the customer experience. How customers feel they are being treated, greatly impacts whether they make a purchase and whether they return to make additional purchases. In fact, 70% of buying experiences are based on how customers feel they are being treated and being treated poorly is the number one reason customers leave a business. Most businesses understand the importance of treating customers courteously when they walk through their doors. Acknowledging and greeting customers and a friendly, helpful attitude lets a customer know you care about them. A genuine interest in helping...

I am always impressed with the service I receive when I go to Chick-fil-A. Employees, who are making at or slightly above minimum wage, consistently create a great experience. In fact, I feel like I get as great of an experience at Chick-fil-a as I do at many high-end restaurants. Chick-fil-A is proof that businesses at lower price points can provide a great experience that leads to high customer satisfaction and loyalty. Chick-fil-A employees do a lot of little things that create that great experience. They do things like carry trays, refill drinks, and bring napkins and condiments to the...

You Can’t Compete Without a Mobile Channel

As I work with businesses on their customer service strategy, it is clear to me that a mobile communication channel is critical to the future success of most businesses. I’m not referring to social media or one-way text platforms. A mobile communication channel is one that offers two-way, real-time interaction by connecting a robust customer care platform to customers who use mobile/text channel. Today, many businesses just don’t make it easy for customers to contact them. Customers are frustrated with the effort required to access cumbersome communication channels businesses offer. 90% of customers are frustrated with being put on hold....

Employee engagement receives a great deal of attention. What is meant by that? Employee engagement is broadly considered to be the relationship between an organization and its employees. Employees who are engaged are enthusiastic about their work and actively support the organization. It makes sense then that employee engagement is linked to customer experience. Companies with engaged employees have been found to benefit by increased profits, decreased employee turnover and improved customer experience. According to a recent KPMG study, 70% of engaged employees report having a good understanding of customer experience versus just 17% of disengaged employees. In the same...
